Who needs multi-brand support
Multi-brand support operations come in several forms:
- D2C businesses with multiple product lines — a company that sells skincare under one brand and supplements under another, each with its own support email
- BPO / outsourced support — a support team that handles customer service for 3–5 client companies
- Founders with multiple ventures — different SaaS products or service businesses that share a small team
- Franchise operations — central support that handles queries for multiple locations under different regional identities

The multi-inbox problem
The typical multi-brand setup: each brand has its own Gmail, each agent logs in to each account separately. Agent A checks Brand 1's Gmail, then Brand 2's Gmail, then Brand 3's. They switch between tabs. They accidentally reply to Brand 2's customer from Brand 1's account. They lose track of which brand has SLA breaches. Nobody has visibility across all brands simultaneously.

Two models work well depending on volume:
Generalist model (low volume)
All agents handle all brands. Good when total volume is under 50 tickets/day. Agents need to know all brands' products and policies, but the flexibility allows any agent to pick up any ticket. Works well when brands are related (e.g., different product lines from the same company).
Specialist model (higher volume)
Each agent is assigned to specific brands. Agent A handles Brand 1 and Brand 2; Agent B handles Brand 3. Better when brands are very different (different industries, different customer types) or when volume is high enough to justify specialisation. Requires more headcount but produces better quality responses.
⚠️ Avoid the hybrid trap. "Some agents do all brands sometimes" — this is the worst of both worlds. Agents lose familiarity with each brand's specifics, mistakes increase, and accountability is unclear. Pick one model and stick to it.
Reporting across multiple brands
One of the biggest benefits of unified multi-brand support is comparative reporting. You can see:
- Which brand is generating the most tickets? (Might indicate a product or communication problem)
- Which brand has the worst CSAT? (Might indicate the team handling it needs coaching)
- Which brand has the longest average resolution time? (Might indicate process or product complexity)
