What a good auto-reply does

A support auto-reply has one job: reassure the customer that their message was received and tell them what happens next. When done well, it:

The bad auto-reply (and why it fails)

Thank you for contacting us. We have received your email and will get back to you as soon as possible.

What's wrong: "As soon as possible" means nothing. The customer doesn't know if that's 2 hours or 5 days. There's no ticket number to reference. No self-service link. No way to escalate if urgent. This reply adds zero value.

The good auto-reply

Subject: We received your message — here's what happens next [Ticket #{{ticket_id}}] Hi {{customer_name}}, Thanks for reaching out to [Company] support. Your message has been received and assigned ticket #{{ticket_id}}. A member of our team will respond within 4 business hours (Mon–Sat, 9am–7pm IST). If your issue is urgent (e.g. you can't access your account or a payment failed), reply to this email with "URGENT" in the subject line and we'll prioritise your ticket. You can also find answers to common questions here: [Help Centre link] We'll be in touch shortly. [Company] Support Team support@company.com

The 5 elements of an effective auto-reply

  1. Ticket number — gives the customer a reference and signals you have a real system, not just an inbox
  2. Specific time commitment — "4 business hours" beats "soon" every time. If you can't meet the commitment, change the commitment — don't make vague promises
  3. Your business hours and timezone — prevents customers from expecting a reply at midnight because they emailed at 11pm
  4. Urgent escalation path — tells customers how to get faster help rather than sending a follow-up email 30 minutes later
  5. Help centre link — deflects customers with common questions before an agent needs to engage

💡 Out-of-hours auto-reply: Set a separate auto-reply for emails received outside business hours. "Thanks for your message. Our team is currently offline. We'll respond when we open on [next business day] at 9am IST. If this is urgent, [escalation path]."

Billing / payment issues

Technical / bug reports

...We've received your bug report [Ticket #{{id}}]. To help us diagnose this faster, could you reply with: (1) your browser/device, (2) the steps that led to the issue, and (3) a screenshot if possible? Our technical team reviews all bug reports within 8 hours...

What auto-replies can't replace

Auto-replies handle the acknowledgement. They cannot replace a real human first response. The auto-reply buys you time — it does not reset the customer's expectation of a human reply. If you promise a 4-hour response in your auto-reply, a human needs to respond within 4 hours.
