What thread summarisation does

When an agent opens a ticket, AI thread summarisation instantly generates a 3–5 line summary of the entire conversation thread: what the customer originally asked, what's been tried, what's still unresolved, and the customer's current state (frustrated, satisfied, waiting). The agent reads the summary first, then reads the full thread only if they need more detail.

The summary is generated on demand — it's not sent to the customer or stored permanently. It's a reading aid for the agent.

What a good thread summary looks like

THREAD SUMMARY (8 messages, 3 days) Issue: Customer unable to download invoices as PDF since 24 June. Error: "Export failed" on all invoice pages. Tried: Agent suggested clearing cache (didn't work), switching browser (didn't work). Status: Still unresolved. Customer is frustrated — referenced this as "third time contacting support." Last message: Customer asked for escalation to a senior technician. Action needed: Technical investigation of PDF export system; probable backend issue.

From this summary, a senior agent picking up the ticket knows everything in 15 seconds: the issue, what's been tried, the customer's temperature, and what's needed next. They don't need to read all 8 messages first.

When thread summarisation helps most

Ticket handoffs

The biggest time cost of handing off a ticket is the new agent reading the full history. With a summary, handoffs are near-instant. Escalated tickets go from "let me read through this" (3 minutes) to "got it, I'm on it" (10 seconds).

Returning to stale tickets

A ticket that's been waiting on customer response for 3 days — then the customer replies — requires the agent to re-read the thread to remember where they were. A summary brings them back instantly.

High-volume queues

When an agent is triaging a queue of 40 tickets, they can read summaries of all 40 in 5 minutes to identify what needs urgent attention versus what can wait, before diving into any thread fully.

💡 Summaries improve escalation quality too. When you escalate a ticket, the summary becomes the handoff note — you don't need to write a separate "here's the context" message. The AI has already done it.

What thread summaries don't replace

Thread summaries are a reading aid, not a decision-maker. An agent should still:

⚠️ Don't rely solely on the summary for high-stakes tickets. For escalated issues, enterprise clients, or complaints with legal/financial implications, read the full thread. The summary tells you what to look for; the thread tells you what was actually said.

Setting up thread summarisation

In Resolvo, AI thread summarisation is available on any open ticket. Click "Summarise thread" in the ticket view and the summary appears above the conversation. It works on any ticket length — the longer the thread, the more time it saves.
